Customer complaint escalation reply templates
When a customer has written three times, or asks for a manager, another standard reply makes it worse. This template hands the conversation to a named senior person who shows they've read the whole thread, owns the mistakes and commits to a fix with a date.

Subject: Taking over your order
- {first_name}
- The customer's first name. Hobson fills this from the conversation.
- {order_number}
- The Shopify order number. Hobson fills this from the matched order.
- {complaint_summary}
- A one-sentence summary of what went wrong in the customer's terms, such as "your sofa cover arrived torn, the replacement was the wrong colour and nobody replied for a week".
- {resolution}
- The specific fix, such as "I've refunded the full £89 and sent the correct cover by DPD next-day".
- {resolution_date}
- The date the fix will be complete.
- {agent_first_name}
- The first name of the senior teammate taking over. Hobson fills this with the sending teammate.
- {workspace}
- Your shop name. Hobson fills this.
When to use it
- The customer asks to speak to a manager or the owner.
- The same problem has come back after your team said it was fixed.
- The customer mentions a chargeback, Trading Standards or a public review.
- The conversation has gone back and forth several times without a resolution. See escalation.

How to use it

Read the whole thread
Go through every message, note and order event before replying, so your summary matches what the customer actually experienced.

Decide the fix first
Choose the refund, replacement or goodwill gesture before writing. A senior reply with no decision in it is just a longer apology.

Assign it to yourself
Reassign the conversation to the senior person so any reply lands with them, not back in the shared queue.

Follow up on the date
Snooze the conversation until the resolution date and confirm in writing when it is done.
Common mistakes
- Opening with "I understand your frustration" and no specifics. It reads as a script.
- Making the customer explain the problem again from the start.
- Promising to "look into it" without a fix or a date.
- Escalating to a senior person who then hands it straight back to the original agent.
